Executive Summary
Ingka Group, the largest IKEA retailer, launched an AI chatbot called Billie in FY2021; from 2021 to 2023 it resolved roughly 47% of customer enquiries — about 3.2 million interactions — generating nearly €13 million in savings.
Instead of banking the savings as headcount reduction, Ingka reskilled 8,500 call-centre co-workers in remote interior design, digital retail sales, and complex problem-solving.
Those workers now staff a paid remote design service; the remote channel generated €1.3 billion in revenue in FY2022 — 3.3% of Ingka’s total — with a stated target of 10% by 2028.
The transferable mechanism: automation created slack capacity and a demand signal; Ingka converted both into a revenue line rather than a cost line.
